    Level 1 Help Desk Technician

    Position Summary

    The Level 1 Help Desk Technician serves as the first point of contact for employees experiencing technology issues or requesting IT assistance. This position is responsible for providing timely, professional technical support, resolving common end-user issues, documenting incidents and requests, and escalating problems that require advanced technical assistance.

    The successful candidate will have strong customer-service skills, basic knowledge of enterprise technology, and the ability to troubleshoot issues methodically while following established IT and information security procedures.

    Key Responsibilities

    • Serve as the first point of contact for IT incidents and service requests received through the help desk ticketing system, phone, email, or other approved channels.

    • Accurately document reported issues, troubleshooting performed, resolutions, and escalation details within the ticketing system.

    • Troubleshoot and resolve common Windows desktop, laptop, virtual desktop, application, network, printing, and peripheral issues.

    • Support Microsoft 365 applications, including Outlook, Teams, Word, Excel, and related services.

    • Assist users with virtual desktop (VDI) access and common session, connectivity, peripheral, and application issues.

    • Provide basic troubleshooting for VPN and remote-access connectivity.

    • Assist with user account access, password resets, account lockouts, and multi-factor authentication issues according to established identity-verification procedures.

    • Support employee onboarding, offboarding, workstation setup, and equipment deployment processes.

    • Install or assist with approved software and hardware following established IT standards and procedures.

    • Perform basic troubleshooting of network connectivity, including wired, wireless, DNS, and remote-access issues.

    • Identify potential cybersecurity incidents, including phishing, suspicious emails, malware alerts, unusual authentication activity, or compromised accounts, and immediately escalate them according to security procedures.

    • Follow established security requirements and never bypass access controls, MFA, endpoint security, or other security mechanisms for user convenience.

    • Escalate incidents to Level 2, infrastructure, application, security, or other appropriate teams when the issue cannot be resolved within Level 1 procedures or established troubleshooting guidelines.

    • Maintain ownership of assigned tickets through resolution or proper handoff and provide users with appropriate status updates.

    • Meet established service-level targets for ticket acknowledgment, response, escalation, and resolution.

    • Contribute to and maintain help desk documentation, troubleshooting procedures, knowledge-base articles, and frequently asked questions.

    • Identify recurring incidents and communicate trends or potential systemic problems to Help Desk or IT management.

    • Maintain a professional and customer-focused approach when assisting employees at all levels of the organization.

    • Perform other IT support responsibilities as assigned.

    Technical Knowledge

    Candidates should have basic working knowledge of:

    • Microsoft Windows 10/11

    • Microsoft 365

    • Microsoft Outlook and Teams

    • Active Directory and/or Microsoft Entra ID

    • Password resets and account management

    • Multi-factor authentication (MFA)

    • Virtual desktop environments

    • VPN and remote-access technologies

    • TCP/IP, DNS, DHCP, Wi-Fi, and basic network troubleshooting

    • Printers and common workstation peripherals

    • Web browsers and browser troubleshooting

    • Endpoint security concepts

    • IT service-management/ticketing systems

    • Remote desktop/support tools

    Experience with technologies such as Okta, Omnissa/VMware virtual desktops, Microsoft Entra ID, or similar enterprise platforms is beneficial but not required.

    Security Responsibilities

    All Help Desk personnel are expected to recognize their role in protecting company systems and information.

    The Level 1 Help Desk Technician must:

    • Verify user identity before performing password resets, MFA resets, or account-access changes.

    • Never request or accept a user's password.

    • Recognize common phishing, social-engineering, vishing, and MFA-fatigue attacks.

    • Immediately escalate suspected cybersecurity incidents.

    • Follow least-privilege principles and approved access-management procedures.

    • Protect confidential, proprietary, and regulated information encountered while providing technical support.

    • Follow company policies regarding acceptable use, data handling, privileged access, and information security.

    • Never disable or circumvent security controls without documented authorization.

    Escalation Expectations

    Level 1 technicians are expected to troubleshoot issues within established procedures and their authorized level of access.

    Issues should be escalated when:

    • Established troubleshooting procedures do not resolve the problem.

    • Administrative or privileged access beyond the technician's authorization is required.

    • Multiple users or systems are affected.

    • A production system or critical business function may be impacted.

    • Data loss or corruption is suspected.

    • A cybersecurity incident is suspected.

    • The issue requires infrastructure, network, server, database, application, or security engineering expertise.

    Escalations should include sufficient documentation so that the receiving technician or engineering team does not need to repeat troubleshooting already performed.

    Qualifications

    Required

    • High school diploma or equivalent.

    • Basic understanding of computers, operating systems, networks, and common business applications.

    • Strong customer-service and interpersonal skills.

    • Strong written and verbal communication skills.

    • Ability to communicate technical concepts clearly to non-technical employees.

    • Ability to follow documented procedures and security requirements.

    • Strong troubleshooting and problem-solving skills.

    • Ability to manage multiple requests and prioritize work appropriately.

    Preferred

    • Associate degree, technical training, or equivalent practical IT experience.

    • 1-2 years of help desk, desktop support, technical support, or customer-service experience.

    • CompTIA A+, Network+, Microsoft, or similar entry-level technical certification.

    • Experience supporting Microsoft 365 and Windows in a corporate environment.

    • Experience with Active Directory, Entra ID, Okta, VDI, or enterprise ticketing systems.

    • Experience working in a regulated industry such as healthcare, insurance, financial services, or workers' compensation.

    Ticket volume alone should not be considered the primary measure of performance; quality of resolution, security compliance, customer experience, and appropriate escalation are equally important.

Successful Level 1 technicians may progress into Level 2 Help Desk, Desktop/Endpoint Engineering, Identity and Access Management, Infrastructure, Network Operations, Cloud Operations, or Cybersecurity roles as their technical skills and responsibilities expand.
