Job Title: Level 2 Service Desk Technician MSP Escalations Track
Department: IT Service Delivery
Reports To: Service Desk Manager / Technical Services Manager
Location: Allen, TX (onsite)
Career Path: Level 2 Service Desk Senior Technician Level 3 / Escalation Engineer

Position Overview
We are seeking a motivated and technically capable Level 2 Service Desk Technician to join our growing Managed Service Provider (MSP). This role is designed for an experienced IT support professional who can handle complex technical issues, take ownership of escalated tickets, and help improve service delivery across multiple client environments.

The ideal candidate will have a strong troubleshooting foundation, excellent customer service skills, and the desire to grow into an advanced technical escalation role. As our organization expands, this position will have opportunities to take on more complex infrastructure, networking, cybersecurity, and systems administration responsibilities.

The Level 2 Technician will serve as a bridge between frontline support and senior engineering, ensuring issues are resolved efficiently, documented accurately, and escalated appropriately.

Key Responsibilities

1. Level 2 Technical Support
Troubleshoot and resolve escalated technical issues that cannot be resolved by Level 1 support.
Support Windows desktops, laptops, servers, Microsoft 365, Active Directory, Entra ID, and common business applications.
Diagnose and resolve issues involving user access, permissions, group policies, email, printing, endpoint performance, and system connectivity.
Troubleshoot VPN connectivity, DNS, DHCP, TCP/IP, wireless networks, and other common networking issues.
Support endpoint management, antivirus/EDR tools, patching, and remote monitoring and management (RMM) platforms.
Assist with server, workstation, and application maintenance across multiple client environments.

2. Escalation Management
Own escalated tickets from initial investigation through resolution or handoff to Level 3 engineering.
Perform root-cause analysis and identify recurring technical issues.
Gather relevant logs, diagnostic results, screenshots, and troubleshooting history before escalating.
Collaborate with senior technicians, systems engineers, network engineers, and third-party vendors to resolve complex incidents.
Recognize priority incidents and potential business-impacting outages and follow established escalation procedures.
Provide clear, timely updates to clients and internal stakeholders throughout the resolution process.

3. MSP Client Environment Support
Support multiple client environments with varying technologies, configurations, and security requirements.
Follow established service delivery standards, SLAs, ticketing procedures, and client-specific documentation.
Maintain accurate documentation of client systems, troubleshooting steps, configurations, and known issues.
Assist with client onboarding, offboarding, technology refreshes, and routine maintenance.
Deliver professional, customer-focused support while balancing competing priorities across multiple clients.

4. Technical Growth and Escalation Development
Develop advanced troubleshooting skills in Microsoft infrastructure, networking, cloud services, and cybersecurity.
Shadow senior technicians and engineers to gain experience with complex escalations.
Participate in infrastructure projects, system migrations, upgrades, and technical improvements.
Identify opportunities to automate repetitive tasks and improve service desk workflows.
Contribute to internal knowledge base articles and standard operating procedures.
Progressively assume responsibility for more complex incidents as technical proficiency increases.

5. Process Improvement and Team Collaboration
Assist Level 1 technicians with troubleshooting guidance and technical mentoring.
Identify recurring issues and recommend permanent solutions rather than relying on repeated workarounds.
Help improve ticket quality, documentation standards, and escalation processes.
Participate in team meetings, technical reviews, and post-incident discussions.
Support the development of standardized procedures as the MSP grows.

Required Qualifications
2+ years of experience in IT support, service desk, desktop support, or a similar technical role.
Demonstrated experience troubleshooting Windows workstations and common business IT systems.
Working knowledge of Microsoft 365, Active Directory, Entra ID, DNS, DHCP, and TCP/IP.
Experience working with ticketing systems, remote support tools, and endpoint management platforms.
Ability to investigate technical issues methodically and document findings clearly.
Strong communication, customer service, time management, and problem-solving skills.
Ability to manage multiple tickets and priorities in a fast-paced, client-facing environment.
Willingness to learn new technologies and develop advanced technical capabilities.
Preferred Qualifications
Experience working for an MSP or supporting multiple client environments.
Exposure to Microsoft Azure, Microsoft Intune, virtualization, backups, and Windows Server.
Familiarity with RMM, PSA, EDR, email security, and backup platforms.
Experience with PowerShell scripting or other automation tools.
Relevant certifications such as CompTIA Network+, Security+, Microsoft role-based certifications, or equivalent experience.

Performance Expectations
Meet established ticket response, resolution, documentation, and SLA requirements.
Demonstrate ownership of escalated tickets and communicate progress proactively.
Resolve Level 2 issues independently when appropriate and escalate with complete technical findings when necessary.
Maintain accurate and actionable technical documentation.
Contribute to improved first-contact resolution for issues escalated from Level 1.
Demonstrate continuous technical development and increasing independence with complex issues.
Maintain positive client feedback and professional communication.
Help reduce recurring incidents through root-cause analysis and knowledge sharing.
Career Development Path
This position is intended to provide a structured pathway toward advanced technical support and engineering responsibilities.

Initial phase: Level 2 Service Desk Technician

Establish proficiency in the MSP's tools, standards, and client environments.
Take ownership of escalated tickets and resolve common infrastructure issues.
Development phase: Senior Level 2 Technician

Handle increasingly complex incidents.
Mentor Level 1 staff and assist with technical quality control.
Take on advanced Microsoft 365, identity, endpoint, networking, and server troubleshooting.
Advanced phase: Escalation Engineer / Level 3 Technician

Manage complex infrastructure and cross-platform incidents.
Perform advanced root-cause analysis and remediation.
Support major incidents, infrastructure projects, and technical design improvements.
Serve as a technical escalation point for the service desk.
Progression will be based on demonstrated technical competency, ticket ownership, service quality, business needs, and readiness for increased responsibility.

Ideal Candidate
The ideal candidate is someone who has outgrown basic help desk support and is ready to take the next step in their IT career. They enjoy troubleshooting challenging problems, take pride in resolving issues properly, and want to understand how systems work rather than simply following scripts.

They are comfortable working directly with clients, know when to investigate further and when to escalate, and are motivated to develop into a senior technical resource as the MSP continues to grow.

Our goal is to hire someone who can contribute immediately at Level 2 while developing into a trusted escalation resource for our technical team.

Recommended structure for the role
To make this position effective as the MSP grows, I recommend building in three expectations:

Immediate contribution: Independently handle Level 2 tickets and reduce the workload on Level 1 and senior engineers.

Technical development: Dedicate time to learning infrastructure, networking, cloud, security, and automation technologies.

Future escalation ownership: Gradually take ownership of more complex incidents and become a reliable technical escalation point before progressing into Level 3.

One important distinction: this should not simply be a Level 2 technician who handles overflow tickets. It should be a developmental technical role with measurable progression toward escalations, while maintaining clear boundaries so the person does not become responsible for Level 3 work before they are ready.
